This dissertation examines how customer support contributes to the success of B2B SaaS companies, with particular interest in the enterprise health insurance technology sector. The study analyses the transition from traditional customer support in on-premises environments to the customer success function that emerged within the subscription-based cloud models. As SaaS environments depend on continuous service delivery and recurring renewal decisions, customer support evolved from a reactive cost centre into a strategic function that directly influences customer satisfaction, customer retention, and product development.
Using a literature review of academic and professional sources, this dissertation addresses four main research questions:
- how customer support has evolved in B2B SaaS environments,
- how support quality influences client retention,
- how support contributes to product improvement and innovation, and
- what specific demands the enterprise health insurance technology sector imposes on support functions.
The analysis is performed using well-established theoretical frameworks, including the service quality theory (SERVQUAL), relationship marketing theory, the Technology Acceptance Model and the resource-based view, and integrates them with the enterprise health insurance technology sector-specific characteristics, such as regulatory compliance, data governance and operational risk.
The literature reviewed suggests that proactive customer success management, structured onboarding, continuous relationship engagement and systematic feedback are strongly associated with higher levels of customer satisfaction and retention as well as improved product-market alignment. In the enterprise health insurance technology sector, because of the regulatory constraints, the sensitivity of the health data as well as the complexity of the operations, support is considered a critical component of compliance and risk management. This dissertation also examines the impact of artificial intelligence and automation in customer support, concluding that they can assist effectively with routine tasks, but they cannot replace human expertise needed for complex and sensitive issues. The contribution of this dissertation is a consolidated understanding of customer support as a strategic and knowledge-generating function within regulated B2B SaaS environments.

Η παρούσα διπλωματική εργασία εξετάζει τον ρόλο της υποστήριξης πελατών στην επιτυχία των εταιρειών B2B SaaS, με ιδιαίτερη έμφαση στον τομέα της τεχνολογίας ασφάλισης υγείας. Αφετηρία της μελέτης αποτελεί η μετάβαση από το παραδοσιακό μοντέλο λογισμικού εγκατεστημένου στις υποδομές του πελάτη προς το μοντέλο Software as a Service, στο οποίο ο προμηθευτής διατηρεί διαρκή ευθύνη για τη λειτουργία, τη συντήρηση και την απόδοση της υπηρεσίας. Η μεταβολή αυτή έχει αναβαθμίσει την υποστήριξη πελατών από μια κατά βάση αντιδραστική λειτουργία επίλυσης προβλημάτων σε έναν στρατηγικό μηχανισμό διατήρησης πελατών, δημιουργίας αξίας και ενίσχυσης της επιχειρησιακής απόδοσης.
Η έρευνα βασίζεται σε βιβλιογραφική ανασκόπηση ακαδημαϊκών και επαγγελματικών πηγών, με στόχο τη σύνθεση της υπάρχουσας γνώσης γύρω από τέσσερις βασικούς άξονες: την εξέλιξη της υποστήριξης πελατών στα περιβάλλοντα B2B SaaS, τη σχέση μεταξύ ποιότητας υποστήριξης, ικανοποίησης και διατήρησης πελατών, τη συμβολή της υποστήριξης στη βελτίωση προϊόντος και την καινοτομία, καθώς και τις ειδικές απαιτήσεις που θέτει ο κλάδος της ασφάλισης υγείας. Τα ευρήματα δείχνουν ότι η αποτελεσματική υποστήριξη συνδέεται άμεσα με την υιοθέτηση της πλατφόρμας, την εμπιστοσύνη του πελάτη, τη μείωση του κινδύνου αποχώρησης και την αξιοποίηση της ανατροφοδότησης για βελτίωση του προϊόντος.
Ιδιαίτερη σημασία έχει το γεγονός ότι στον τομέα της ασφάλισης υγείας η υποστήριξη δεν περιορίζεται στη λειτουργική εξυπηρέτηση, αλλά επεκτείνεται στη συμμόρφωση με κανονιστικά πλαίσια, στη διακυβέρνηση δεδομένων και στη διαχείριση λειτουργικού κινδύνου. Παράλληλα, η εργασία εξετάζει τις αναδυόμενες τάσεις αυτοματοποίησης και τεχνητής νοημοσύνης, καταλήγοντας ότι τα υβριδικά μοντέλα, όπου η αυτοματοποίηση υποστηρίζει τις επαναλαμβανόμενες εργασίες και ο ανθρώπινος παράγοντας διαχειρίζεται τη σύνθετη αλληλεπίδραση, αποτελούν την καταλληλότερη προσέγγιση για ρυθμιζόμενα περιβάλλοντα υψηλής κρισιμότητας. Η μελέτη συμβάλλει θεωρητικά και πρακτικά, αναδεικνύοντας την ανάγκη στρατηγικής τοποθέτησης της υποστήριξης πελατών στον πυρήνα των οργανισμών B2B SaaS.
